摘  要随着我国在线旅游市场规模的不断拓展，在线旅游投诉量也不断增长。旅游投诉是反映旅游企业服务质量、经营问题的重要途径之一，对于在线旅游企业而言，旅游投诉管理更是企业发展过程中不可忽视的问题。本文根据相关数据分析在线旅游投诉的原因和特点。并且以途牛旅游网为例，剖析在线旅游企业现有的投诉管理措施，发现其在投诉管理过程中存在的问题，并在此基础上提出改善意见，以促进在线旅游企业的长远发展。69021

A Research on Complaint Management of Online Travel Companies

——A Case Study of Tuniu

Abstract

With the continuous development of China's online travel market, the development of online travel companies also showed a rapid upward trend. Tourism complaint is one of the important ways to reflect the service quality and management of tourism enterprises. For online tourism enterprises, tourism complaint management is a problem that can not be ignored in the process of enterprise development. According to the relevant data, the paper analyzes the causes and characteristics of online travel complaints. Taking an example of Tuniu travel network, the paper analyzes the online travel companies existing complaint management measures, and finds the problems existing in its complaint management process, on this basis, putting forward suggestions for improvement, in order to promote the long-term development of the online travel companies.

中国旅游研究院报告指出，自2014年第四季度以来，旅游正在成为创业创新最为活跃的领域之一。随着互联网+概念的提出，在线旅游逐渐成为旅游市场中的重要组成部分。根据国家旅游局相关统计数据显示，2015年上半年，我国在线旅游总交易规模为1654.8亿元，同比增长35.6%。2015年上半年在线旅游渗透率为8.9%，互联网旅游产业仍有较大的发展空间。
